Which metrics to choose
Front-desk KPIs should describe what the administrator can actually influence. They are not responsible for the advertising budget and they do not make diagnoses. They are responsible for what happens to an enquiry after the patient has called or written.
- Booking conversion — bookings divided by enquiries over the same period.
- Speed of first reply — the time from an incoming message or missed call to the administrator’s response.
- Missed-call callbacks — missed calls that were returned, divided by all missed calls.
- Attendance rate — patients who turned up, divided by patients booked.
- Follow-up — the share of patients with a treatment plan but no decision who were contacted as the procedures require.
Typical mistakes and what to do
The main mistake is tying a bonus to a single metric. Pay only for the number of bookings and the administrator will book anyone, and no-shows will rise. The metrics need to balance each other.
The second mistake is calculating KPIs by hand, now and then. The data should flow automatically from the CRM and the phone system, and the discussion about it should be regular and brief.
The third is introducing KPIs before the procedures and the script are in place. Rules first, measurement second.
